I’m Sue Moore, and I’ve spent much of my career helping organisations get closer to the people they serve and the colleagues who make that service happen.
With more than 25 years in customer experience, operations, leadership and transformation, I know how easily the reality of an experience can become separated from the decisions being made about it.
Customer immersion is my long-standing specialism. At E.ON, I built and developed customer and colleague immersion programmes, working with senior leaders and taking the approach into international markets. I have continued bringing that experience into my work across different organisations and sectors.
The Immersion Project brings that experience together with a clear purpose: helping people understand what needs to change and supporting them to do something meaningful about it.

Customer immersion matters to me because it closes the distance between making a decision and understanding what that decision means for another person.
Behind a complaint, a survey response or a missed expectation is somebody’s actual experience. There is also often a colleague trying to help, working within processes or decisions they did not create.
I care about bringing those experiences into the conversation properly. Not as a story to open a presentation, and not as a box to tick, but as something that genuinely influences what happens next.
I don’t want customers to give up their time, speak honestly and then wonder whether anybody did anything with it. I don’t want colleagues to keep describing the same barriers without seeing progress.
That is why I am passionate about the action as well as the conversation. Understanding should lead somewhere. Leaders should know what they are taking responsibility for, and people should be able to see that their contribution mattered.
For me, that is what “Real conversations. Real people. Real change.” means.


I kept seeing the same pattern. Leaders wanted better customer experiences, but too often the solution was disconnected from the reality of the people expected to deliver it.
A journey map can look perfect. A dashboard can look healthy. But customer experience is really tested when systems fail, volumes spike, emotions run high and colleagues are under pressure.
The Immersion Project exists to bridge that gap between boardroom intention and frontline reality.
I combine specialist immersion experience with senior operational and transformation leadership. My work spans B2B and B2C organisations across utilities, healthcare, telecommunications, financial services, social housing, distribution, logistics, AI and business process outsourcing.
That breadth helps me connect customer and colleague experience with commercial priorities, practical delivery and the realities of organisational change. I am not simply facilitating a conversation. I understand the work required to take it forward.
